‘Exceptions’

"We only do that for this client."

That's how it starts.

A special request comes in. Someone creates a workaround. It seems easier to bend the process than have a difficult conversation. The exception gets approved because it's temporary.

Then a second client receives the same treatment. Then a team member assumes that's simply how things are done.

The usual response is to tighten procedures. New rules are written. New templates are introduced. People are reminded to follow the process more carefully.

And yet the complexity keeps growing.

Because the problem isn't poor compliance.

The problem is that yesterday's exception has quietly become today's operating model.

Most businesses don't accumulate complexity through growth. They accumulate it through unexamined exceptions.

Over time, the standard process becomes the unusual path, while the workaround becomes normal.

It’s not something that is always obvious at first. It might show up as an extra email that needs to be sent before confirming an appointment or longer meeting times with clients to capture more information.s

The fix is not creating more process. It's identifying which exceptions should be accepted, which should be removed and which should become part of the official system.

This shows up wherever client work is customised. Particularly in businesses built around being helpful.
